OmniServe Overview
An overview of OmniServe, Lucidya's customer engagement product that unifies social, messaging, email, live chat, and voice conversations in one inbox with AI Agent, analytics, and publishing built in.
OmniServe is Lucidya's customer engagement product. It centralizes conversations from social media, messaging platforms, email, live chat, and voice into a single inbox where agents can track, respond to, and resolve customer interactions without switching between tools.
This article gives you a high-level view of what OmniServe includes and where to go for detailed setup and configuration guides.
Inbox
The inbox is the core workspace inside OmniServe. Conversations from all connected channels, including WhatsApp, Instagram, Facebook, X, email, and live chat, appear in one unified view. From the inbox, agents and team leaders can track conversation status, assign engagements to agents or teams, respond to direct messages and public comments, and monitor SLA compliance in real time.
The inbox is organized into default views (My Assigned, Team's Assigned, Unassigned, All Engagements) and supports custom saved views that agents can create, pin, and share. Routing rules can automatically assign incoming conversations to the right agent or team based on conditions such as channel, language, keywords, or account.
For a detailed walkthrough of how the inbox is structured, see How to Navigate the OmniServe Inbox.
AI Agent
The AI Agent handles direct message conversations with customers autonomously. It responds to questions and requests using a brand-defined knowledge base, processes messages in Arabic and English (including Arabic dialect variation), and delivers consistent responses across all supported channels.
When the AI Agent reaches the limits of what it can handle, either because a request falls outside its configured knowledge or because a customer asks to speak with a human, the conversation is escalated to a human agent automatically. The customer is notified, and the human agent takes over with full visibility into the conversation history.
For setup and configuration, see How to Access and Configure AI Agent Settings in OmniServe. For escalation details, see How Escalation Works in OmniServe.
Analytics
OmniServe Analytics provides structured visibility into how engagements are handled across your team. Three analytics views are available.
Inbox Analytics tracks engagement volume, response activity, SLA averages, handle time, and workload distribution across routings and teams.
SLA Analytics monitors service level compliance with hit and miss tracking across First Response Time, Next Response Time, Time to Completion, and Total Unassigned Time.
Agents Analytics tracks individual agent productivity, availability, SLA compliance rate, and customer satisfaction scores over time.
For a detailed breakdown of each analytics view and what each metric measures, see Understanding OmniServe Analytics.
Publish
The Publish feature lets teams create, schedule, and publish content to X, Facebook, and Instagram directly from OmniServe. Teams can manage outbound content and inbound engagement from the same workspace without switching tools.
For setup and usage instructions, see How to Publish and Schedule Posts in OmniServe.
